Most omnichannel projects add channels, and the journeys that matter get worse anyway. The customer repeats their order number on WhatsApp after giving it on the call, waits hours for the link that was promised "after the call", and gets a payment reminder an hour after paying. Each channel hits its own targets. The journey leaks between them.

The Omnichannel AI Agent Playbook is a 26-page working manual for fixing that with one AI agent and one memory per customer across phone calls, WhatsApp, website and app chat, SMS, RCS and email. It covers design and operations, not vendor selection: what each channel is for, how to map a journey from pain to outcome, how to write one agent that speaks well in six formats, and how to keep consent, volume and cost under control once it's live.

What's inside

  • Ten moves behind journeys that work. The executive summary: design journeys rather than channels, close the promise gap, scope consent by purpose, plan fallbacks, measure the journey.
  • The three leaks. The re-explain tax, the promise gap and the post-outcome contact: why none of them shows up on a channel dashboard, and how to size them.
  • A job for every channel. A channel-role matrix, plus the rules on what each channel lets a business start: free text any time, only inside WhatsApp's 24-hour window, reply-only, or registered templates only (India's DLT).
  • The journey canvas. An eight-step, one-page method (outcome, pains, moments, channels, actions, events, exits, measures), with a worked property journey from portal enquiry to token payment.
  • Twelve industry journeys. Real estate, lending and collections, insurance claims, e-commerce, clinics, higher education, travel, home services, logistics, utilities, hotels and fitness, each written as the pain, the cross-channel path and the measure to track.
  • One agent, many voices. What to write once and what to shape per channel, how rich replies should degrade on SMS and email, and the rules no channel style may override.
  • Identity and consent you can defend. Identity proof per channel, purpose-scoped consent, the two kinds of "stop", and what the FCC's revised revocation rules (in force 25 November 2026) and India's DPDP Rules timeline mean for your design.
  • Fallbacks and cost control. A fallback ladder for closed windows, RCS gaps and long SMS; what drives cost on each channel (structure, not rates); and the caps that stop a bot loop from running all night.
  • People in the loop. Hand-off triggers, how to design the wait so customers aren't left in silence, and staffing for concurrency rather than volume.
  • Journey metrics and a 90-day rollout. Seven measures defined from conversation records, how to baseline honestly with a holdout, and a week-by-week plan from the first journey to the next.

Who it's for

  • CX, growth and operations leaders who own an outcome that spans several channels.
  • Contact-center and digital teams moving from a bot per channel to one agent.
  • Compliance and finance owners who need consent, quiet hours and messaging spend under control before volume grows.

Still comparing platforms? Start with our explainer, Omnichannel AI agents explained, which shows how to test any vendor at the six seams where journeys break. This playbook picks up after that decision.

Five takeaways

  1. Fix one journey, not one channel. Choose the journey that loses the most customers between channels and has an outcome you can count.
  2. Close the promise gap. Anything the agent says it will send should arrive while the customer is still on the call or in the chat.
  3. Write consent rules before prompts. Service, transactional and marketing messages need different rules, and "don't contact me again" has to reach every channel.
  4. Design for each channel's limits. A phone call doesn't open WhatsApp's window, one emoji cuts an SMS segment from 160 characters to 70, and not every handset takes RCS. Plan the next step for each.
  5. Report cost per completed journey. It rewards fixing seams and ends the argument about which channel "performs".

Honest by design

There are no invented uplift figures in this playbook. Survey numbers are cited to their source (Zendesk CX Trends 2026, Gartner), channel rules reflect Meta's documentation and the regulations in force as of October 2026, and each journey comes with the measure to track rather than a promised result, because outcomes depend on your market, offer and baseline. Rates are left out too: the playbook explains what drives cost on each channel, and current numbers live on our pricing page.

See it on your own journey

Callaro runs one agent with one memory per customer across calls, WhatsApp, chat, SMS, RCS, email and an API channel. A voice agent can send the brochure on WhatsApp mid-call, a chat can turn into a call that already knows the conversation, and events from your systems reach every open conversation, a live call included. See how the pieces fit on the omnichannel platform page, or start with the WhatsApp channel and our WhatsApp launch guide.
